An AI phone assistant can help a hotel collect enquiries after reception closes, answer approved practical questions and route calls to the right people. Confirming a room requires something more: current availability, valid rates and a successfully stored reservation. Without that connection, the assistant should explicitly collect an enquiry rather than announce a confirmed booking.

Decide first whether the service will provide information, capture reservation requests or actually book into the property-management system. Those are different services with different data, permission and operational requirements. The examples below are synthetic planning scenarios, not results from a hotel deployment.

Key takeaways

The main points for an AI phone assistant in a hotel are:

  • Confirming a room requires current availability, valid rates and a successfully stored reservation; without that connection, the assistant should collect an enquiry rather than announce a confirmed booking.
  • Providing information, capturing reservation requests and booking into the property-management system are different services with different data, permission and operational requirements.
  • A booking number is given only after the reservation succeeds.
  • Switching language must not change rates, cancellation conditions or escalation responsibility.

Which kinds of hotel call should be separated?

Distinguish general hotel information, new booking enquiries, changes to existing stays and requests from guests already on site. Directions can often come from approved knowledge. A cancellation needs a correctly identified reservation and its applicable conditions.

The table shows five hotel call tasks with the required basis and the appropriate outcome for each.

Task Required basis Appropriate outcome
Parking or breakfast question Current hotel information Answer including relevant restrictions
New room enquiry Dates, occupancy, preferences, contact Recorded enquiry or confirmed reservation
Change a booking Checked reference and applicable rules Confirmed update or review task
Guest on site Relevant stay and reported issue Responsible person or managed task
Group enquiry Size, dates and special requirements Request for the appropriate sales team

Do not push group allocations, events or negotiated rates through a basic single-room process. Capacity, contract terms and commercial approval may interact in ways that an ordinary calendar does not represent. A well-structured enquiry is a valid outcome when the case needs a specialist.

Who owns hotel knowledge, and how long is it valid?

Owner and validity. Check-in arrangements, pet rules, restaurant hours and parking options change. Each entry needs a responsible owner and a clear indication of when it applies. Temporary roadworks or a closed wellness area may matter more to a caller than the hotel's general marketing description.

Stable information or today's state. Separate stable information from today's operational state. “We have parking spaces” does not mean “a parking space has been reserved for your arrival”. Preserve that distinction in spoken answers. Similarly, offering accessible rooms does not establish that a particular available room meets an individual guest's requirements.

Unapproved questions. For questions outside approved knowledge, collect a request for reception. The assistant should not infer a policy from what similar hotels do. Keep access arrangements, late arrivals and overnight contacts particularly current because an incorrect answer can leave a guest unable to enter the property.

Maintenance workflow. Knowledge maintenance should fit reception's normal workflow. If an operational change is communicated only in an internal chat, the assistant may never receive it. Identify the source from which approved updates are published and who checks that they appear correctly in both language versions.

Worked example: an enquiry after reception closes

Synthetic call: Two adults and a child ask about a family room for two nights. The assistant captures arrival and departure dates, occupancy, the child's age where needed for pricing, and a contact method. It asks only for information required to prepare the offer.

Enquiry without PMS integration. Without an approved PMS integration, the closing statement is: “I have recorded your enquiry for those dates. Reception will check availability and the price.” A price in an old PDF or the cheapest rate visible on the website is not a reliable quote for that stay.

Booking with a tested integration. With a tested booking integration, the system must find a valid combination of room category, rate, occupancy and conditions. Before saving, it confirms the dates, total price and relevant terms in understandable language. A booking number is given only after the reservation succeeds. If the API response is ambiguous, reception reconciles the state before another reservation is attempted.

Repeat callers. A repeat caller should not cause an accidental duplicate booking. Store the relationship between the call, any reservation request and the resulting reservation identifier. This makes it possible to investigate an uncertain outcome without relying on the assistant's conversational memory.

Is the phone assistant really connected to the PMS?

An API is not an integration. An application having an API does not mean your phone assistant is already integrated with it. Confirm access, supported operations, permissions and any supplier requirements for integrations. Mews documentation, for example, distinguishes several APIs for different purposes. Its reservation reference describes specific operations and fields.

Exact workflow. That documentation establishes a Mews technical interface, not a ready-made connection to any voice product. Ask to see the exact workflow: read availability, retrieve a rate, create a reservation and verify the result. If the proposed connection only exports an email, design a human-reviewed enquiry service.

Side effects. Include side effects in the demonstration. Does a new reservation automatically send a message? Is a payment link generated? How do updates appear through the channel manager? Identify the authoritative booking application and distinguish its confirmed state from information copied elsewhere.

Do the same rules apply in every supported language?

Switching language must not change rates, cancellation conditions or escalation responsibility. Test the same cases in German and English, then in other languages your guests actually use. Pay particular attention to ambiguous dates such as “04/05” and relative expressions such as “next Friday”.

Confirm dates in words, local time and the hotel location. For an international guest, arrival “at one” may mean early morning or afternoon. Clarify the ambiguity and preserve the answer in the task rather than leaving reception to infer it later.

Names and email addresses need an effective correction path. Repeatedly saving the wrong address after failed spelling attempts is not useful automation. A callback or an approved secure entry method can be a better alternative when spoken capture remains unreliable.

06 / 09

What should the assistant not do with access, payments and goodwill?

Access. Complaints, lost keys and access problems need a reachable responsible person. The assistant can collect a message, but it should not disclose private access information solely because the caller knows a room number.

Payments. Collect payment information only through a specifically designed and reviewed payment process. A general call recording or free-text CRM note is not an appropriate default destination for full card details. A simple intake assistant can direct the guest to the approved booking or payment channel instead.

Goodwill. The assistant should not invent goodwill refunds or cancellation exceptions. Route these requests to reception or reservations management. Automatic decisions require predefined conditions, appropriate permissions and an exception process. A conversational instruction to “keep guests happy” is not a sufficient commercial policy.

How does reception accept and measure the system?

Test these cases for a hotel phone assistant:

  • a sold-out category
  • conflicting dates
  • a language switch
  • an existing reservation with uncertain identity
  • a group request
  • a PMS outage

Examine the actual reservation or work item in the destination application. A verbal confirmation is not proof that a write succeeded.

Measurement. Measure answered information requests, usable booking enquiries, successfully confirmed reservations and correctly escalated exceptions separately. Also measure reception's follow-up effort. Ten lengthy messages may be less useful than five complete structured requests.

Transparency and starting point. The European Commission's AI transparency guidance informs the assistant's introduction. Privacy, recording and the specific contracting process require their own assessment. Begin with permitted tasks, an owned knowledge source and a reachable person responsible for each exception. That provides a practical foundation for a hotel service that remains understandable to guests and manageable for reception.
